A taste of Chapter 9

Agner Krarup Erlang, a Danish engineer at the Copenhagen Telephone Company in the early twentieth century, worked out the mathematics of how many telephone lines a city needed. The unit of telephone traffic, the erlang, is named after him. One of his formulas, now called Erlang C, gives the probability that an arriving call has to wait because every agent is busy. From that, you can work out the share of calls answered within a target time, and the average wait. You give it four things: contacts per interval, handle time, target answer time and the share to answer within it. It gives the smallest number of agents that meets the target. Two cautions: it assumes callers never hang up, so it slightly overstates agents, and it assumes one contact at a time, so treat chat results as a guide.

What are the first steps to set up a customer support desk?

Start with the promise, not the tool. Sort your last 200 contacts into reasons, write one plain promise for each customer segment, then choose a few channels you can staff and set service levels by priority. The kit's Service Design Worksheet and Start Here map walk you through the first hour.

What is the difference between an SLA and an OLA?

A service level agreement is your promise to customers. An operational level agreement is what another team inside your organisation promises the support desk, such as finance processing refunds daily, so you can keep the SLA. The distinction comes from ITIL 4 service management. Chapter 3 and the escalation procedure show how to write both.

How many support agents do I need?

Forecast weekly volume, use the workload method for email and messaging, and use Erlang C for phone and chat in your busiest hour, then add shrinkage for leave, training and meetings. The Staffing sheet and the Contact Centre Staffing Calculator do the maths and show the result in a form leadership can check.

Does the kit work with my helpdesk tool?

Yes. It is tool-agnostic: the decisions, replies, rules and templates load into any modern helpdesk. The Tool Scorecard helps you choose one if you have not yet, and the Ticket Log lets you check SLA results from a weekly export, or run a small desk before you buy a tool.

Should we use an AI chatbot for customer support?

For common, low-risk questions answered from validated articles, often yes, with clear disclosure, a visible route to a person and a weekly quality review. Is this kit legal or regulatory advice?
