How do I set up a customer feedback programme?
Start with the decisions the feedback must inform, then choose one metric per touchpoint (NPS, CSAT or effort), write short neutral surveys, sample to avoid fatigue, follow up unhappy customers within days, code comments into themes, report scores with their margin of error and give every fix an owner. Lumio's relationship NPS ran 28, 24, 13, 4, 18 and 33 from May to October, with about 100 responses a month and margins of roughly 15 to 16 points. Every single month-to-month change was within noise. Yet the picture was not random. Three months fell in a row, then the score recovered after the fixes went live. Comparing August with October, a change of 29 points against a combined margin of about 22, is likely real. September to October, plus 15, is still within noise on its own. For the board, Priya reported the third quarter as 12, plus or minus 9, from 300 responses, and used it as the baseline for the next quarter. The effort scores told the same story more directly. In May and June, 92% of effort answers on installation, first bill, moves and outages were "easy". In August it was 54%.

A voice of customer (VoC) programme is the regular way an organisation listens to customers, works out what they are saying and acts on it. It combines surveys at chosen moments with other sources such as interviews, reviews, support tickets and cancellation reasons, follows up with unhappy customers and turns recurring themes into fixes with owners.
Should I use NPS, CSAT or Customer Effort Score?
Use each for a different job. NPS, from Fred Reichheld and Bain & Company, suits an overall relationship view on a regular sample. CSAT suits a specific interaction such as a support contact. Customer Effort Score, from CEB research now part of Gartner, suits a task such as installation or paying a bill. The kit's Metric Chooser Decision Card helps you pick one per touchpoint.
What is a good NPS score?
There is no universal good score. NPS varies by sector, country, channel and how the survey is run, so published benchmarks are rarely comparable with your own. Compare with your own trend first, report the margin of error, and only compare with others when the method matches.
How many survey responses do I need?
Fewer than most people think, because precision depends on the number of responses rather than the share of customers asked. With about 100 responses a monthly NPS has a margin of roughly plus or minus 15 points; with 300, about plus or minus 9. The Survey Sample Size and Margin Calculator works it out for your numbers.
How do I close the loop with detractors?
Contact customers who gave a low score and agreed to be contacted, ideally within two days. Thank them, listen without defending, put right what you can, agree what happens next and record the root cause. The Closed-Loop Call Record and the scripts in the message library walk you through each call.
Can I use AI to analyse customer comments?
Yes, with care. AI tools can draft a coding frame, code comments and summarise interviews quickly. Anonymise data first, give the tool your own frame, check a sample against human coding every month and keep decisions about customers with people. The kit includes 31 prompts with checks.
Is it all right to ask only happy customers for reviews?
No. Selectively asking happy customers for reviews, often called review gating, breaks the policies of major review platforms such as Google Business Profile, and fake-review rules in places such as the US and UK go further. Ask every customer the same way. The kit's country notes are dated October 2026; check the current rules and your adviser.
Does the kit work outside India, the UK or the US?
Yes. Scales, targets and thresholds are settings, the tools work in any currency or language, and the privacy, review and AI notes cover the EU, UK, US, India, the Gulf, Singapore, the Philippines, several African countries and Australia. They are educational notes, not legal advice.
